The 2nd Shift Dilemma: When Data Confronts Human Behavior
The workshop was overwhelmed. Service appointments were capped, and dealers were losing revenue because they were running out of space in the morning.
I recently consulted with one of the largest dealerships in the region, which is facing a classic workshop capacity crisis. The workshop was overwhelmed. Customer demand was high, but appointments were limited by the available service staff. The Senior Manager responded by adding a second shift to extend workshop hours, but the main challenge remains almost untouched.
Workshop Capacity, although increased, still had customers sticking to morning drop-offs and evening pickups. This created a parking crunch at 7:30 AM while the afternoon workshop shift was idle.
The Tech Solution: We started with the Dealer Management Solution (DMS). The team refined planning scripts in the DMS and enhanced the online booking application to incentivize afternoon slots. We also rebalanced internal repairs (PDI/Used Car prep) to ensure afternoon technicians remained productive, and we discussed additional options.
The “Out of the Box” Idea: Sometimes the best solution isn’t in the written script; it’s in the context. Blindly, we realized the dealership was next to the city’s largest shopping mall. The service team launched a shuttle service for that shopping mall. Customers could drop off their cars at 2:00 PM, shop or dine, and return when their vehicles were ready. It began as a small experiment. Now, it’s a full-service option that many customers prefer over the morning rush.
My Takeaway: Data and DMS are critical for showing the bottleneck (the “WHAT”), but the answer is beyond the screen (the “HOW”).
By combining technical optimization and a customer perk, we not only resolved a scheduling issue but also elevated the customer experience and balanced workshop load.
